Salesforce used its Dreamforce 2026 keynote to lay out a fundamentally different architecture for customer experience: AI agents that understand customer context, execute approved actions across business systems, and recognize when human intervention is required.

The vision moves beyond incremental AI features. CEO Marc Benioff and product leaders described what they call an "agentic enterprise" built on connected data, business semantics, agents, and new AI interfaces. The core argument: models alone cannot run enterprise operations because they lack customer history, inventory data, service records, policies, permissions, and processes.

The question is no longer where to add a chatbot, but which customer journeys contain repeatable, governed decisions that an agent can safely complete. Action-Led CX and the End of the CRM Screen

Salesforce introduced AIforce, an umbrella for AI interfaces that bring Salesforce context and actions into Claude, Slack, Lightning, and other environments through an SDK. Co-founder Parker Harris made the point directly in a keynote clip: "Why should I ever log into Salesforce again? Maybe you never will."

The implication for CX teams is significant. Customer context and approved workflows will increasingly surface in collaboration and AI environments beyond Salesforce's traditional interface. Patrick Stokes framed Salesforce's product as "the trust" customers place in it to hold data, workflows, permissions, and security rules—not the UI itself.

Contact Center as Integrated Action Layer

Salesforce announced its Contact Center as a Service offering will go live in October, positioning it as unified telephony, contact center, and CRM. The company demonstrated this with Adecco's Ada recruiting agent, built on Agentforce Voice, which can identify a caller, recognize an expired certification, validate the renewal, and update an application during a live conversation.

Adecco reported 2.6 million agent interactions this year, with recruiters saving 35–40% of their time and 20,000 additional placements year to date. CEO Denis Machuel emphasized the approach: "AI had to happen with people and not to people."

Prebuilt Agents and the CRM Reasoning Model

Acknowledging that building reliable agents is difficult, Salesforce introduced role-specific prebuilt agents including Casey (customer support), Fin (newly acquired customer agent), Piper (inbound engagement), Paige (IT and HR service), and Agentforce Voice. Casey has resolved five million service conversations on help.salesforce.com since launch, according to the company.

Salesforce also introduced Koa, its first CRM reasoning model for Customer 360, built with NVIDIA Nemotron technology. Koa is designed for long-running agents handling multiple tasks and complex outcomes, such as determining next steps in complicated support cases.

Governance as a CX Concern

Salesforce Guardian, described as an evolution of Shield and Trust capabilities, focuses on agent identity, discovery of risky agents, data classification, lifecycle protection, and zero-data-retention commitments. Agent Fabric, evolving from MuleSoft, provides a central registry for agents across providers including Azure, Microsoft, AWS, Google, and Agentforce, with visibility into data lineage, skills, latency, errors, policy violations, and costs.

Siemens CEO Roland Busch highlighted a critical point for complex service organizations: CRM context alone is insufficient. Siemens combines Salesforce customer data with Teamcenter product and manufacturing information to create what Busch called "a virtual engineer next to each sales rep or service rep."

What CX Leaders Should Do

The keynote suggests CX leaders should prioritize journeys over chatbots, resolution over deflection, and governed action over demonstrations. Practitioners need to become designers of agent-to-human handoffs and exception paths. Data models, permissions, workflow rules, and semantic definitions become customer-experience assets because they determine whether an agent genuinely helps.
